A market leader in the industry wanted to transform itself into a truly customer-first company. Despite a strong brand presence, the business was facing serious retention challenges.
Brand’s Challenges
Customer retention stood relatively low, while monthly churn exceeded almost half of their monthly customer intake, forcing the company to continuously replace a large portion of its customer base through ongoing acquisition efforts.
The retention process itself was underperforming. Despite achieving healthy customer connectivity rates, very less of contacted customers were ultimately retained.
How we solved it
By capturing customer perceptions at critical touchpoints, we identified the factors most influencing the customer sentiment, trust, effort, and overall experience, we also captured baseline metrics and tracked it.
To close this gap, we introduced a new dimension to the brand: reliability. We redesigned key moments across the customer journey and lifecycle to proactively address core friction areas in the processes, uncertainty, strengthen customer confidence, and create more meaningful engagement during both onboarding and exit-stage interactions.
Rather than focusing solely on customer recovery, the approach emphasized trust, transparency, and long-term brand perception.
Alongside this, we redesigned customer communication flows, standardized processes through SOPs, and identified areas of over- and under-communication. By proactively addressing common concerns particularly around refunds and subscription payments we significantly reduced complaint volumes and customer anxiety.
Impact
Within the first month of its implementation, retention improved by 5%, complaint and query tickets declined substantially, and early customer interactions evolved from issue-resolution touchpoints into trust- building experiences
